Spotting risk after a customer champion leaves
A customer champion often explains the product internally and keeps a project moving. Their departure creates an information gap, but it does not prove the customer …
A champion’s departure creates an information gap; it does not prove the customer intends to leave. Identify who now owns the original goal, daily workflow, contract and budget.
Watch for relationship thinning: replies from the main contact slow or stop, meetings are rescheduled, shortened or dropped, gaps between meaningful conversations widen, or fewer people from the customer join. If the relationship ran through the former champion alone, it is single-threaded and more exposed.
Check for other negative trends alongside the change in sponsor: drop-in usage, support cases or a negative NPS survey score. A 50% drop in usage is one example of a risk signal, not a universal threshold.
Use a product-usage view to examine a selected date range and segment, and filter by account or historical metadata. Pendo’s Feature Adoption widget reports percent of feature clicks or average percent of daily feature clicks; its default 80% benchmark is configurable from 1% to 99%. That benchmark identifies features generating a significant share of usage, not a universal account-risk threshold.
In a Gainsight Scorecard, measures can cover Product usage, Customer Support, Renewal Chances and Product Bugs, with scores set manually or through Rules Engine. One example grading scheme is 0–50 Poor, 51–75 Average and above 76 Very Good; use it as an example, not a standard for every account.
In Gainsight Cockpit, a Risk CTA can represent negative customer trends. Common triggers include Change in Sponsor, Drop-in Usage, Support Cases and Survey Results; CTAs can be created manually or automatically and include tasks for follow-up.
Confirm the departure through an appropriate business contact or reliable account information. If there is no confirmed sponsor, record the relationship as unverified and assign an owner to find the right contact.
Keep a short account brief with the agreed objective, current use, open issues, upcoming decisions and named contacts. Check whether the new owner understands why the service was bought and what outcome has been achieved, then ask which parts of the brief remain relevant.
If product use and outcomes remain healthy, do not escalate solely because a name changed. Reassess when the customer clarifies its plan.
