Part of Risk detection and intervention

Coordinating a recovery plan with support and product teams

When an account is at risk because of a recurring fault or missing capability, customer success cannot solve it through more meetings. A recovery plan needs a …

Start with the affected workflow, how often the fault occurs, its impact on the customer, shareable examples and any workaround. Keep sensitive details in the support record and share only what each team needs to act.

Assign one customer-facing owner: the CSM keeps the customer informed and coordinates the recovery. Support owns the case status and confirms the reported issue; product or engineering assesses cause, priority and options, and identifies who can decide whether to make a change.

Give the plan a shared home. If you use Gainsight Cockpit, create a customer CTA for the recovery: CTAs represent customer actions, can contain tasks and provide a central place for visible action items and updates. Use the Timeline to log activities, and connect the action record to the support case where your setup allows it.

Raise a recurring fault or missing capability through the support case, with the impact, examples and workaround recorded. Ask support to route it to the designated product or engineering decision-maker, and record who accepted the handoff and what decision is needed. In Zendesk, side conversations can bring internal teams into a ticket; light agents can provide subject-matter advice in private comments, while followers receive updates without being visible to the customer.

Agree how severity and priority will be determined before work proceeds. Use your organisation’s existing definitions and record the customer impact behind the assigned level; do not assume a universal P1–P4 scale. Gainsight CTA priorities are configurable by admins, and Scorecards can include ticket severity as a measure.

Set the internal review rhythm according to the impact and urgency. At each joint checkpoint, have support report ticket status, product or engineering report findings and decisions, and the CSM update the CTA with the owner, next action and due date. Agree the next customer update date and channel at the outset; Zendesk CCs are visible to end users, while followers are not.

Make commitments distinguish a confirmed fix from an estimate. For example: “We expect to complete the assessment by [date]; this is not a confirmed fix date. We will update you by [date/time], even if the assessment is still in progress.” Only state a fix date after the responsible team confirms it.

If product does not approve a change, record that decision and explain it to the customer without implying a roadmap commitment. Discuss an available workaround or other confirmed option, name who will follow up, and keep the agreed update rhythm while the customer remains affected.

Verify recovery against the customer’s outcome, not just the internal case closure: check whether they can complete the affected workflow, whether repeat tickets are declining and whether they accept the resolution. For a usage-related outcome, a Feature Adoption widget can show feature usage for a selected date range and segment; compare like-for-like periods and segments where relevant.

Recovery Plan Execution Timeline

  • Initial Assessment & Issue IdentificationStart with affected workflow, fault frequency, customer impact, and workaround details.
  • Assign Ownership & Create Shared WorkspaceDesignate CSM as customer-facing owner; use Gainsight CTA for centralised tracking and timeline logging.
  • Support Case Handoff to Product/EngineeringRaise recurring fault via support case with impact, examples, and workaround; route to decision-maker.
  • Internal Review Rhythm & Joint CheckpointsAgree on review frequency; at each checkpoint, report status, findings, decisions, and next actions.
  • Customer Communication & Commitment ManagementShare updates via agreed channel; distinguish estimates from confirmed fix dates; avoid roadmap commitments.
  • Resolution Verification & Outcome ValidationVerify recovery by checking workflow completion, ticket decline, and customer acceptance; use Feature Adoption widget for usage metrics.

Customer Communication: Estimates vs Confirmed Fixes

  • EstimateWe expect to complete the assessment by [date]; this is not a confirmed fix date. We will update you by [date/time], even if the assessment is still in progress.
  • Confirmed FixWe have confirmed the fix will be deployed by [date]. The change will resolve the issue affecting your workflow.

Key Metrics for Recovery Validation

Workflow Completion Rate
Post-resolution, measure whether customers can successfully complete the affected workflow.
Repeat Ticket Volume
Monitor decline in repeat tickets related to the issue.
Feature Adoption (Pre vs Post)
Compare usage trends using Pendo’s Feature Adoption widget over like-for-like periods.
